Check delivery before buying a new system

Map the journey from first enquiry to first response, quote and booking. The biggest gap is often what happens after the ad.

Start with every place a customer can contact you: website forms, phone, email, social messages and any booking tool. Write down where each request should arrive and who checks that destination. A website can display a thank-you message even when the team cannot find the enquiry, so check both sides of the journey.

Send one clearly labelled test through the actual form, with permission from the person receiving it. Confirm that it reaches the correct inbox or CRM, contains enough context to reply and is clearly excluded from customer and qualified-lead reporting. Check the failure path too: the visitor should be able to retry or use a genuine alternative contact method.

A spreadsheet and a working inbox may be enough to begin. Fix a disconnected form, hidden notification or unclear responsibility before adding a subscription. Software cannot resolve a handoff that nobody owns.

Assign an owner and a next action

A CRM can create tasks and route enquiries so follow-up does not depend entirely on memory.

For each open enquiry, keep six fields: received date, source, service requested, owner, current stage and next action with a due time. Store personal contact details securely in the business system with access limited to people who need them. Do not paste customer data into public reports or analytics tools.

Useful stages are New, Contact attempted, Conversation started, Qualified, Quote sent, Booked and Closed. Define what each stage means for your business. For example, “Qualified” might require an offered service, a genuinely served suburb and workable timing. An acknowledgement alone does not meet those conditions.

An owner should know whether the next action is asking for job details, arranging a call, preparing a quote or closing an unsuitable request. If responsibility changes, pass on the original context and the action still required rather than making the customer start again.

Define a qualified enquiry ↗

Use acknowledgements that tell the truth

Define what should happen when a lead arrives during work hours, after hours or when nobody can answer.

Agree what you can reliably do during work, between jobs and after hours. Give the customer an accurate expectation rather than an instant automated message that sounds as though a person has reviewed the request. Do not publish a response window your team cannot maintain.

Example wording to adapt: “Thanks, we’ve received your request. Please tell us the service and suburb if you haven’t already. Our team will review the details and contact you about the next step. A booking or quote is confirmed only when we agree it with you.” Add your genuine contact options and any response timing you can support.

Keep automated replies within approved facts. Route complaints, unusual jobs, unclear pricing and sensitive information to a person. A missed-call response should not imply that emergency help is available unless that service actually exists. Stop messages when the customer asks, and keep communication relevant to the request.

Follow up with context and permission

A useful follow-up resolves a question or proposes the next step in the existing enquiry. For example, ask whether the customer still needs a quote and what information is missing. Do not move every enquirer into an unrelated promotional sequence merely because they supplied an email address.

For marketing messages, check the consent basis, identify the business and make it easy to unsubscribe. ACMA explains the requirements for express and inferred consent. A publicly displayed email address is not a universal invitation to receive marketing. Keep a record of the applicable consent and respect withdrawals.

Set reminders your team can actually review. If the job is no longer required, close it with the reason instead of continuing a sequence indefinitely. Any acknowledgement or reminder template should be adapted to the customer’s actual request, not passed off as a personal reply from someone who has not read it.

Review the pipeline once a week

Track how many leads were contacted, qualified, quoted and booked where reliable data exists.

Count new enquiries, conversations, qualified requests, quotes and bookings separately. Review requests with no owner or overdue next action first. Then record why unsuitable or lost enquiries closed, such as outside the service area, unavailable capacity, timing, price mismatch or customer no longer proceeding.

Use a consistent enquiry cohort and allow time for a decision. Dividing this week’s bookings by this week’s enquiries can mislead when those bookings came from older requests. Reconcile duplicates and test submissions before calculating a rate. A key event in GA4 is a measurement signal, not proof of a qualified customer or revenue.

Choose the smallest repair the evidence supports. If enquiries are arriving but not being seen, improve alerts. If quotes are waiting without a next action, assign follow-up. If the team cannot tell where requests came from, improve source capture. Once that basic process works, assess whether CRM automation would save enough repeated work to justify its scope.
